    Across most service businesses, roughly 70% of support questions are the same handful repeated: opening hours, how to book, what areas you cover, how much a typical job costs, how to reschedule. These questions have definite answers and no business being routed to a human one at a time. AI as a 'tier zero' support layer answers them instantly, around the clock, and leaves only the genuinely complex 30% for your team.

    Knowledge base as the foundation

    A tier-zero AI is only as good as the knowledge it draws from. The foundation is a well-organised knowledge base: your services, areas, hours, pricing ranges, policies and common procedures, written clearly and kept current. The AI reads this and answers questions in natural language. If the knowledge base is out of date or vague, the AI will be confidently wrong — which is worse than no answer at all.

    Deflection without frustration

    The failure mode of bad AI support is the bot that refuses to hand over to a human. Customers tolerate AI that helps; they hate AI that blocks. The design rule is simple: the AI should answer what it can, and the moment it cannot, it should offer a clear path to a human — not loop the customer through more questions. A 'talk to a person' option that actually works is what keeps deflection from becoming frustration.

    The handoff with context

    When a conversation does reach a human, the human should not start from scratch. The AI passes along what was asked, what was tried, and what the customer needs — so the human picks up mid-conversation, not at the beginning. This is what makes tier zero feel like a team rather than a wall. The customer experiences one continuous conversation; the human experiences a summarised, ready-to-act ticket.

    Measuring deflection honestly

    Track the percentage of inbound questions resolved without human involvement — but also track customer satisfaction on those resolved by AI. A high deflection rate with low satisfaction means you are frustrating people to save time, which costs you customers. The goal is high deflection with high satisfaction, which only happens when the AI genuinely answers well and hands over gracefully when it cannot. Measure both numbers, not just the first.
